The message from the individual who doesn\u2019t like what your organisation stands for, has a grudge, wants to yell at someone and chooses Facebook as the way to do it.<\/p>\n<p>Haven\u2019t we all had those days.<\/p>\n<h2>Commonsense can help<\/h2>\n<p>Opinions are divided about how to respond. Speaking to a colleague last week about how she manages these moments, I thought her approach was very level-headed. \u201cOur loyal followers usually manage that kind of behaviour for us,\u201d she said. \u201cI keep an eye on it and if it gets too bad, I\u2019ll get in touch personally through Facebook and have a chat. I let them know that Facebook is not the place to post that kind of thing.\u201d<\/p>\n<p>Louisa Smith from internet marketing company&nbsp;<a href=\"http:\/\/zibmedia.com.au\/\">ZibMedia<\/a>&nbsp;agrees. She says, she\u2019s found&nbsp;<a href=\"https:\/\/en.wikipedia.org\/wiki\/Internet_troll\">trolls<\/a>&nbsp;to be much like the schoolyard bullies of the online world. \u201cThey thrive on attention and are motivated by eliciting a reaction from their chosen victim.\u201d<\/p>\n<p>Her recommended first line of defence when dealing with them is to simply ignore them. More often than not, she says this works and the troll will move on to their next target.<\/p>\n<p>If you have a personal account, rather than a company or enterprise account, and it\u2019s not going to take too much effort, another sensible line of defence is to delete and block them.<\/p>\n<p>But she warned that blocking, hiding or deleting a troll\u2019s comments won\u2019t always make them go away. Occasionally they return under new identities with a much more ferocious agenda to take down their subject.<\/p>\n<p>Businesses interacting with consumers online in Australia should also understand that deleting such exchanges also destroys public records which they are obliged to preserve in accordance with the Public Records Act 1973 (the Act). It\u2019s a good idea to check out what your responsibilities are for record-keeping in your state.<\/p>\n<h2>Social media policy<\/h2>\n<p>Key principles for government employees are a requirement for transparency, enabling citizen participation in government decision-making and making sure that government is accountable.<\/p>\n<p>We need to be aware that anything we do could be the subject of a&nbsp;<a href=\"https:\/\/www.oaic.gov.au\/freedom-of-information\/foi-act\">Freedom of Information<\/a>&nbsp;request.<\/p>\n<p>So how do we manage the grumpy trolls, who can turn a work day into a nightmare?<\/p>\n<p>The first step is to consult your team\u2019s social media policy.<\/p>\n<p>If your social media doesn\u2019t already provide guidance about what to do in these situations, then it\u2019s time to get your policy reviewed. It should be clear what your organisation will tolerate, how you will respond and who needs to approve any action that is taken in response to abusive or otherwise troll-like behaviour.<\/p>\n<p>According to Louisa, there are several ways to enforce your organisation\u2019s social media policy, including the appointment of a moderator and monitoring tools such as&nbsp;<a href=\"https:\/\/www.google.com.au\/alerts\" data-saferedirecturl=\"https:\/\/www.google.com\/url?hl=en&amp;q=https:\/\/www.google.com.au\/alerts&amp;source=gmail&amp;ust=1530742694068000&amp;usg=AFQjCNFcKL8PsBpYa6ZQdmbeBC8t_DMEbA\">Google Alerts<\/a>&nbsp;and&nbsp;<a href=\"https:\/\/mention.com\/en\/\" data-saferedirecturl=\"https:\/\/www.google.com\/url?hl=en&amp;q=https:\/\/mention.com\/en\/&amp;source=gmail&amp;ust=1530742694068000&amp;usg=AFQjCNGgHRyMLnwCeCAMrorIkAJE0_kTpA\">Mention<\/a>&nbsp;to track what is being said online about your brand. We are seeing examples of the backlash caused by posts being deleted in the US, and while laws there are significantly different, we do generally follow their trends, so it\u2019s only a matter of time before the argument of hindering free speech makes it to our shores.<\/p>\n<h2>Accidents happen!<\/h2>\n<p>In the heat of the moment, you\u2019ll find the pressure to delete, hide or \u2013 worse still \u2013 respond in anger can sometimes get the better of some team members. If that happens it\u2019s definitely an opportunity for training and a policy refresh.<\/p>\n<h2>Keeping the records<\/h2>\n<p>If you need to delete a post, or it gets deleted accidentally, you\u2019re still required to have the information available for FOI requests.<\/p>\n<p>There\u2019s also a way to save yourself and the team.
